What is an omnichannel inbox? The meaning, shared vs unified, free and open-source options, and when a small business needs one

If your customers message you on WhatsApp, Instagram, email and your website, and each lives in a different app, someone has probably suggested an omnichannel inbox. This explainer says what the term means, separates it from shared and unified inboxes, gives a five-question test for whether you need one, and lists the tools with prices we checked in October 2026.

Quick answer

An omnichannel inbox puts conversations from several channels, such as WhatsApp, Instagram, Messenger, email, SMS and website chat, into one place where a team can assign, reply and see each customer's full history. A small business needs one when two or more channels are busy and more than one person replies. Free and open-source options exist, such as Chatwoot.

What does omnichannel inbox mean?

An omnichannel inbox is one screen where every customer message arrives, whatever channel it came from, and where several people can work through those messages together. "Omni" means all: the inbox is meant to hold every channel you use, not just two.

In practice, a good omnichannel inbox does four things:

  1. Collects messages from each connected channel into one list.
  2. Assigns each conversation to a person or team so nothing is answered twice or not at all.
  3. Remembers the customer, so the WhatsApp message from Tuesday sits next to last month's email from the same person.
  4. Reports across channels, so you can see response times and volumes in one place.

Shared inbox, unified inbox, omnichannel inbox: what is the difference?

The terms overlap and vendors use them loosely. This is the most useful way to separate them.

TermChannelsPeopleExampleTypical buyer
Shared inboxUsually oneSeveralThree staff answering one WhatsApp number or one support@ email addressA team on one main channel
Unified inboxSeveralOften oneA solo owner reading Instagram DMs and Facebook messages in one appOne person juggling apps
Omnichannel inboxSeveralSeveralA team handling WhatsApp, Instagram, email and chat with assignment and historyA team on several busy channels

"Multichannel" is a related word: a multichannel business is present on many channels, but each might still be handled separately. Omnichannel means those channels are joined up. If one WhatsApp number is your real problem, read what a shared WhatsApp inbox is first; you may not need the bigger tool.

Does a small business need an omnichannel inbox?

Only if more than one channel is genuinely busy and more than one person replies. Answer these five questions about last month:

The five-question test.
  1. Do two or more channels each bring at least ten customer conversations a week?
  2. Do two or more people reply to customers?
  3. Have you lost or double-answered a message because it was in "the other app"?
  4. Do customers start on one channel and continue on another (Instagram, then WhatsApp)?
  5. Do you need one report of response times across all channels?

Three or more yeses: an omnichannel inbox will pay for itself in saved time and fewer dropped messages. One or two: fix the busiest channel first, usually with quick replies, labels and a shared inbox. None: you do not need new software.

Most small businesses we talk to have one dominant channel. In Southeast Asia it is usually WhatsApp, which is why we wrote why small businesses in Southeast Asia run on WhatsApp. For them, a deep inbox on one channel beats a shallow one across six.

Which omnichannel inbox tools are there, and what do they cost?

Here are five widely used tools with prices from their own pricing pages, checked on 17 October 2026. Each is a real option for a small team; they differ mostly in how they charge.

ToolFree optionPaid fromHow it chargesGenuine strength
ChatwootCloud "Hacker" plan: up to 2 agents, 500 conversations a month, live chat only; open-source self-hosting$19 per agent a month (Startups, all channels)Per agentOpen source under the MIT license; channels include website chat, email, WhatsApp, Instagram, Facebook, Telegram, Line and SMS
CrispFree plan$45 a month per workspace (Mini, 4 seats)Per workspaceFlat team pricing; its omnichannel inbox for WhatsApp, Instagram, SMS, Line and Viber is on Essentials at $95 with 10 seats
Help ScoutFree: 5 users, 1 inbox, 1 Docs site$25 per user a month (Standard)Per userEmail-first help desk; Standard lists live chat, SMS, WhatsApp, Instagram and Messenger
respond.ioNone listed$99 a month billed monthly, or $79 billed yearly (Starter, 5 users)Per plan plus contactsBuilt around messaging apps and WhatsApp in particular
ZendeskFree trial only$55 per agent a month billed yearly (Suite Team)Per agentMessaging, live chat, email and telephony with omnichannel routing and AI agents

For a three-person team, the software line alone works out at about $57 a month on Chatwoot Startups, $75 on Help Scout Standard, $95 on Crisp Essentials, $99 on respond.io Starter billed monthly, and $165 on Zendesk Suite Team billed yearly. Then add the channel costs below. We cover several of these in more depth in Trengo alternatives and respond.io pricing.

The WhatsApp line on the bill. Omnichannel tools connect WhatsApp through Meta's official WhatsApp Business Platform. That is the sanctioned route and gives you features like templates and broadcasts, but Meta charges per message: since 1 October 2026 even normal service replies are charged beyond a free tier of 1,000 service messages per business phone number per month, with rates set by market. Budget for it on top of the software price.

Is there a free or open-source omnichannel inbox?

Yes, with limits. The open-source option most teams look at is Chatwoot, released under the MIT license with Docker deployment files in its repository, so you can host it yourself and pay only for the server. Its free cloud plan is limited to two agents and website live chat.

"Free" rarely means free once WhatsApp is involved. Self-hosting still needs someone to install, update and secure the server, and the WhatsApp channel still runs over Meta's paid platform. A free plan that covers your channels for two people is a good place to start; a self-hosted inbox makes sense if you already have someone technical. Our comparison of an open-source WhatsApp bot vs a hosted one walks through the hidden work.

What to ask before you choose an omnichannel inbox

Is ReplyKit an omnichannel inbox?

No, and we would rather say so plainly. ReplyKit's shared inbox covers two channels: WhatsApp and your website chat. It does not connect Instagram, Facebook Messenger, email, SMS or phone calls, and it does not send broadcasts. If your customers are spread across those channels, choose one of the omnichannel tools above.

What ReplyKit does is go deep on the channel most of our customers depend on. An AI agent answers WhatsApp and website messages from your own content, books real open slots, captures and scores leads hot, warm or cold, and flags anything it cannot answer. Your team works in the same inbox and can take over any chat in one click. WhatsApp connects by Quick Connect, a QR-code linked-device pairing that is unofficial and not sanctioned by Meta, so a number can be restricted, but there are no Meta message fees. We recommend a dedicated number.

If WhatsApp and your website are where your customers are, plans run from $29 to $99 a month with AI replies included, and you can try it free for 7 days without a credit card. We make ReplyKit, so weigh our view accordingly.

Frequently asked questions

What is an omnichannel inbox?

An omnichannel inbox is software that brings customer messages from several channels, such as WhatsApp, Instagram, Messenger, email, SMS and website chat, into one shared view. Teams can assign conversations, reply from one place and see each customer's history across channels.

What is the difference between an omnichannel inbox and a unified inbox?

Both combine several channels, but a unified inbox is often built for one person reading messages in one place. An omnichannel inbox adds team features such as assignment, shared customer history and reporting across channels.

Is there a free omnichannel inbox?

Some tools have free plans with limits. Chatwoot's free cloud plan covers up to two agents on website live chat, Crisp has a free plan, and Help Scout's free plan includes five users and one inbox; WhatsApp and Instagram usually need a paid tier.

Is there an open-source omnichannel inbox?

Yes. Chatwoot is open source under the MIT license and can be self-hosted, with channels including website chat, email, WhatsApp, Instagram, Facebook, Telegram, Line and SMS. You still pay for hosting and for Meta's WhatsApp message fees.

Does an omnichannel inbox cost extra for WhatsApp?

Usually yes. Most omnichannel inboxes connect through Meta's official WhatsApp Business Platform, which charges per message by market, including service replies beyond 1,000 a month per number since 1 October 2026.

Does ReplyKit have an omnichannel inbox?

No. ReplyKit's shared inbox covers WhatsApp and website chat only, with an AI agent answering both. It does not connect Instagram, Messenger, email or SMS.

How we know this. We opened the pricing pages of Chatwoot, Crisp, Help Scout, respond.io and Zendesk, and Chatwoot's GitHub repository, on 17 October 2026, and used only the prices and features printed there. The Meta fee change is from Meta's WhatsApp Business Platform pricing documentation as checked for this batch of articles. The five-question test is our own rule of thumb from talking to small business owners about their channels. We make ReplyKit, whose inbox covers WhatsApp and website only, so we have an interest in the one-channel argument; if your customers really are spread across Instagram, email and SMS, one of the omnichannel tools above is the better choice.
