AI customer service statistics 2026: what customers want, what service teams are spending, and whether AI is really replacing agents
Customer service is where AI meets your customers first, and the research is full of contradictions: leaders are pouring money in while customers say they want a human. This page sorts the most useful figures from Gartner, Salesforce, Zendesk and others by theme, with the source and year for each and a line on what it means for a small business.
Quick answer
Service leaders are spending heavily on AI: budgets for it rose 38% while overall service budgets grew 2% (Gartner, 2026). Customers remain cautious: 87% say access to a human is essential when companies use GenAI (Gartner, 2026). Salesforce's survey of service teams estimates AI handles 30% of cases today and 50% by 2027, yet only 20% of leaders have actually cut staff because of AI (Gartner, 2026).
How do customers feel about AI in customer service?
Wary, and mostly about one thing: being kept away from a person.
- 64% of customers would prefer that companies did not use AI in customer service, and 53% would consider switching to a competitor if they found out a company was going to use AI for service. Their top concern was that AI would make it harder to reach a person (Gartner, survey of 5,728 customers in December 2023, published July 2024).
- 87% of customers say access to a human agent is essential when companies use GenAI in customer service (Gartner, survey of 3,566 customers, February to March 2026, published September 2026).
What do customers now expect from service, AI or not?
Speed, memory and honesty. Zendesk's CX Trends 2026 research (vendor survey of 6,182 consumers and 5,115 business respondents in 22 countries, June 2025, published November 2025) found:
- 74% of consumers expect customer service to be available 24/7 because of AI.
- 81% want agents to continue a conversation without making them backtrack, and 74% are frustrated when they have to repeat information.
- 95% expect an explanation for decisions made by AI, and 79% say plain-language reasoning is important.
- 76% prefer companies that let them mix text, images and video in one conversation without restarting.
How much are service teams spending on AI, and is it paying off?
A lot, with mixed returns so far.
| Statistic | Source | Sample and date |
|---|---|---|
| 91% of service and support leaders report pressure from executive leadership to implement AI in 2026 | Gartner | 321 leaders, October 2025; published February 2026 |

| Only 24% of service and support leaders demonstrated positive financial returns across their AI use cases | Gartner | Same survey, July 2026 |
| Service teams estimate AI handles about 30% of cases now and expect 50% by 2027 | Salesforce, State of Service (vendor research) | 6,500 service professionals in 40 countries, April to June 2025; published November 2025 |
| 51% of service leaders say security concerns have delayed or limited their AI initiatives | Salesforce (vendor research) | Same survey |
Is AI replacing customer service agents?
Less than the headlines suggest. Gartner's surveys point to redesigned jobs more than eliminated ones:
- Only 20% of customer service leaders had actually reduced agent staffing because of AI (Gartner, 321 leaders, October 2025; published February 2026).
- 31% have implemented or are planning frontline layoffs in response to AI through the first quarter of 2027, while 85% are expanding human agent responsibilities (Gartner, 321 leaders, September to October 2025; published April 2026).
- Nearly 80% of organizations plan to move at least some agents into new roles (Gartner, published February 2026).
- Gartner predicts that by 2027, 50% of companies that attributed headcount reduction to AI will rehire staff to perform similar functions under different job titles (Gartner, February 2026).
- Service reps using AI spend 20% less time on routine cases, freeing about four hours a week (Salesforce, vendor research, November 2025).
What results, and what failures, have companies reported?
The best-known success claim and the best-known failure both date from February 2024.
- Klarna's claim. One month after launch, Klarna said its AI assistant had handled 2.3 million conversations, two-thirds of its customer service chats, doing work equivalent to 700 full-time agents, with repeat inquiries down 25% and resolution time down from 11 minutes to under 2 (Klarna press release, 27 February 2024). These are the company's own figures.
- Air Canada's tribunal loss. A Canadian civil resolution tribunal ordered Air Canada to pay a customer $812 after its website chatbot gave wrong information about bereavement fares; the airline's argument that the chatbot was responsible for its own actions was rejected (CBC News, 15 February 2024).
What do the forecasts say about AI service by 2029?
Ambitious, and worth reading with a pinch of salt.
| Forecast | Who, when | Our read for a small business |
|---|---|---|
| By 2029, agentic AI will autonomously resolve 80% of common customer service issues without human intervention, cutting operational costs by 30% | Gartner, March 2025 | Plausible for simple, well-documented questions; your knowledge base decides the share |
| AI will handle 50% of service cases by 2027, up from an estimated 30% | Salesforce survey respondents, November 2025 | Respondents' own estimates, from a vendor survey |
| Half of companies that cut staff because of AI will rehire for similar work by 2027 | Gartner, February 2026 | A warning against cutting the person who handles exceptions |
How should a small business use these AI service statistics?
- Automate the repeat questions first. Prices, hours, location, availability. They are where the time goes and where AI is most reliable.
- Keep a person one tap away. 87% of customers want that guarantee.
- Answer only from your own facts. The Air Canada case shows the cost of a confident wrong answer.
- Measure before and after. Track first reply time, handover rate and bookings for a month. Our guide to AI agent metrics lists what to watch.
We make ReplyKit, an AI agent for WhatsApp and website chat built around those four rules, so weigh our view accordingly. It answers from your knowledge only, escalates when it does not know, and lets you take over in one click. Plans start at $29 a month (see pricing), and you can try it free for 7 days without a card.
Frequently asked questions
What percentage of customers prefer AI customer service?
Most still prefer people for anything difficult. Gartner's survey of 5,728 customers found 64% would prefer companies did not use AI in customer service, and its 2026 survey found 87% say access to a human agent is essential when companies use GenAI.
How much are companies spending on AI for customer service?
Gartner's survey of 199 service leaders in April and May 2026 found AI spending up 38% while overall service budgets grew just 2%. A separate Gartner survey found service leaders put a median 12% of their 2025 budget into AI.
Is AI replacing customer service jobs?
Not at the scale often claimed. Gartner found only 20% of customer service leaders had reduced agent staffing because of AI, 85% are expanding human agent responsibilities, and it predicts half of companies that cut staff because of AI will rehire for similar work by 2027.
What percentage of customer service cases does AI handle?
Service teams surveyed by Salesforce estimated that AI handles about 30% of cases and expect 50% by 2027. That is respondents' own estimate in a vendor survey of 6,500 service professionals, not a measured figure.
Will AI resolve most customer service issues by 2029?
Gartner predicted in March 2025 that by 2029 agentic AI will autonomously resolve 80% of common customer service issues without human intervention, cutting operational costs by 30%. It is a forecast, and it applies to common issues, not all of them.
What happens when an AI customer service bot gives a wrong answer?
The business can be held responsible. In February 2024 a Canadian tribunal ordered Air Canada to pay a customer $812 after its website chatbot gave wrong information about bereavement fares. Keep your agent answering only from your own published facts.
