The four-step process

  1. Acknowledge within minutes. The agent has already said a person will reply; the person restates the request in one line.
  2. Confirm the facts. Order number, item, date, reason, a photo if damage is claimed.
  3. Decide by the rule. Apply the policy the same way for everyone. Where you choose to be generous, say it is an exception.
  4. Confirm in writing in the same chat: what happens, when, and how. Then do it on time.

Wording

Approve: Understood, Aisha. I've confirmed order #1042. A full refund of RM 268 will go back to your card within 5 working days. Keep the item; no need to return it. Sorry it wasn't right.

Approve with return: Thanks, Aisha. Please send the item back to [address] within 7 days, unused and in its packaging, and we'll refund RM 268 within 5 working days of receiving it. We'll message you when it arrives.

Decline, policy: I understand, Aisha. As the order was a custom cake made to your design, it isn't refundable under our policy, which was on the confirmation. What I can do is [goodwill option] if that helps.

Damaged item: I'm sorry about that. Send me a photo of the damage and the box, and I'll arrange a replacement today; you won't need to return the damaged one.

What the agent does

Two things only: state the policy accurately when asked, and hand any actual refund or return request to a person with an apology and no attempt to decide.
